Where Is My Order? 7 Customer Email Templates for the Holiday Rush

During Black Friday and the holiday season, customer questions can arrive faster than a small team can answer them. Tracking requests, address changes and return enquiries all need attention alongside the orders you are already processing.

Prepared email templates can make that work easier. They give you a starting point, help keep replies consistent and reduce the time spent writing the same explanation.

The key is to check each order before replying. A template should help you give an accurate answer, rather than replace the checks needed to resolve the problem.

Below are seven templates you can adapt for your online store. Replace the details in square brackets, remove anything that does not apply and only promise actions or timelines you can deliver.

1. “Where is my order?”

A customer may have missed their confirmation email, overlooked a tracking link or simply want reassurance that their order is on its way.

Before replying: Check the order status, dispatch date and latest tracking information. If it has not shipped, explain that clearly instead of sending a tracking link with no context.

Subject: Update on your order [order number]

Hi [first name],

Thanks for getting in touch. Your order [order number] was dispatched on [date] with [carrier].

The latest tracking update shows [current status]. You can follow its progress here:

[tracking link]

The current estimated delivery date is [date or date range].

If your order has not arrived by [follow-up date], please reply to this email so we can investigate.

Kind regards,
[name]
[store name]

If the order has not shipped yet: Replace the dispatch details with its actual status and your confirmed next step. For example: “Your order is being prepared. We expect to dispatch it by [date], and you will receive a tracking link once it is on its way.”

2. The shipment is delayed

A useful delay update explains what you know and when the customer will hear from you again. Avoid guessing why a parcel is late or giving a delivery date the carrier has not confirmed.

Before replying: Check the latest carrier information and whether an investigation has already been opened. Decide who will follow up and when.

Subject: Delivery update for order [order number]

Hi [first name],

I’m sorry your order is taking longer than expected.

I checked the tracking information, and the latest update is [confirmed status]. [Add a brief explanation of the delay only if it has been confirmed.]

We have [action already taken]. We will check again and update you by [date], even if we are still waiting for more information.

Thank you for your patience. If the parcel arrives before then, please let us know.

Kind regards,
[name]
[store name]

Make it useful: If there is no confirmed delivery estimate, say so. A clear follow-up date is more helpful than an unsupported promise that the parcel will arrive soon.

3. The tracking link is not working or has not updated

A shipping label can exist before a carrier records the first scan. Tracking can also pause between locations. Neither situation, by itself, tells you exactly where a parcel is.

Before replying: Confirm that the tracking number and link are correct. Check whether the parcel has been handed to the carrier or whether only the label has been created.

Subject: Tracking information for order [order number]

Hi [first name],

Thanks for flagging this.

I checked your tracking details, and [explain the confirmed situation: the link was incorrect, the first carrier scan is pending, or no new scan has appeared since a specific date].

[Provide the corrected tracking link or explain the action you are taking.]

We will check the status again by [date]. If there is still no update, we will [next action].

I’m sorry for the uncertainty, and we will keep you informed.

Kind regards,
[name]
[store name]

Avoid: Saying “your parcel is on its way” when you can only confirm that a shipping label has been created.

4. The customer wants to change the delivery address

Address changes need a quick response because the options may change once an order enters fulfilment.

Before replying: Check whether the order is still editable and whether it has been packed or dispatched. Follow your store’s verification process before changing delivery details.

Subject: Address change request for order [order number]

Hi [first name],

Thanks for contacting us about the delivery address for your order.

Your order is currently [confirmed fulfilment status].

[If the change is possible: We can still update the address. Please send the complete corrected delivery address, including the postcode, so we can make the change.]

[If the order has shipped: The parcel has already been dispatched, so we cannot update the address directly in our order system. We are checking whether [carrier] can offer an address correction or delivery redirection.]

We will confirm the outcome once [the address has been updated / we receive a response from the carrier].

Kind regards,
[name]
[store name]

Important: Choose the paragraph that matches the order. Do not confirm that the address has changed until the update is complete.

5. The customer wants to change or cancel an order

A customer might have selected the wrong variant, ordered twice or changed their mind. Your reply should make clear whether you have received the request or completed the action.

Before replying: Check fulfilment status, your cancellation process and whether the requested product is available. Confirm any price difference before changing an order.

Subject: Your request for order [order number]

Hi [first name],

Thanks for getting in touch. We have received your request to [cancel your order / change the item from X to Y].

Your order is currently [status], and [explain whether the request can be completed].

[If completed: We have now made the change. Your updated order details are: [details].]

[If cancelled: We have cancelled your order and [confirmed payment or refund action].]

[If already dispatched: We could not stop the parcel before dispatch. Here is the next step available for your order: [applicable instructions].]

Kind regards,
[name]
[store name]

For refunds: State whether the refund has actually been issued. If you provide a processing estimate, use the information confirmed by your payment provider and explain that the time it takes to appear may depend on the customer’s bank.

6. The customer received the wrong or a damaged item

The first reply should acknowledge the problem and make the next step easy. Ask only for the information needed to assess and resolve the issue.

Before replying: Review the original order and any photographs or details the customer has already sent. Check which resolution you are authorised to offer.

Subject: Let’s resolve the issue with order [order number]

Hi [first name],

I’m sorry that [the wrong item arrived / your item arrived damaged].

To help us resolve this, please send [the information still needed, such as a clear photo of the item and packaging]. There is no need to resend anything you have already provided.

Once we have those details, we will [specific next step] and update you by [date].

[If appropriate for the situation: Please keep the item and packaging while we confirm the next steps.]

Kind regards,
[name]
[store name]

Make it easier: If the customer has already supplied enough information, skip the request for more evidence and explain the resolution you can provide.

7. The customer wants to return an item

Clear return instructions reduce follow-up questions and help customers understand what happens after they send something back.

Before replying: Check the order, the reason for the return and the applicable policy. Damaged, faulty or incorrect items may need a different process from a change-of-mind return.

Subject: Return instructions for order [order number]

Hi [first name],

Thanks for contacting us. We can help you with your return request for [item name].

Here are the next steps:

  1. [Explain how to register or confirm the return.]
  2. [Provide packaging instructions that apply.]
  3. [Provide the return label, address or collection instructions.]
  4. [Explain any applicable return shipping arrangements or costs.]

Once we receive the item, we will [inspection and refund or exchange process]. We will email you when [the return has been processed / the refund has been issued].

You can find our full returns information here: [policy link].

If you need help with any of these steps, reply to this email.

Kind regards,
[name]
[store name]

Keep it consistent: Check that the instructions match your published policy and any holiday return arrangements. Avoid promising a refund date before you have confirmed the relevant process.

How to use these templates during the holiday rush

Save the templates in a shared inbox or document so everyone answering customers works from the same information. Give each one a clear name, such as “Tracking request” or “Address change.”

Before sending a reply:

  • Confirm the customer’s name and order number.
  • Check the latest order and tracking status.
  • Remove unused paragraphs and replace every placeholder.
  • Include a clear next step.
  • Record any follow-up you have promised.

Assign one person to each open issue, especially when you are waiting for a carrier, supplier or customer response. A helpful first reply loses its value if the promised follow-up never happens.

If you use AI to help draft replies, check the result against the actual order. Names, dates, refund status and delivery promises all need verification before sending.

Prepare your inbox before orders increase

Templates work best alongside a simple support routine. Decide who checks the inbox, which issues need approval and how unresolved questions are tracked.

Keep your shipping information, returns policy and promotional details easy for the support team to find. If your response times change during the sale, update your automatic acknowledgement with a realistic estimate.
